<p>Here are some conversations that have been collected from twitter where big brands are monitoring the conversation and responding in real time to customer service issues.</p>
<p>Five years ago if your company had world class customer service that meant you had some good information on your website and customers could call your toll free number 24/7</p>
<p>Today? you can no longer afford to wait for customers to bring their complaints to you.  If you are waiting to solve problems you are losing customers. You must be proactive about listening to the conversations and responding in real time. <a class="zem_slink" title="Twitter" rel="homepage" href="http://twitter.com">Twitter</a> is an amazing tool for this. Here are some awesome examples from big brands.</p>

<p><a class="zem_slink" title="Ford Motor Company" rel="homepage" href="http://www.ford.com">Ford</a> is bravely entering the world of social media at full speed. To build buzz about their new <a class="zem_slink" title="Compact car" rel="wikipedia" href="http://en.wikipedia.org/wiki/Compact_car">compact car</a>, the Fiesta, Ford is giving their branding and promotion responsibilities to 100 young web savvy people.</p>
<p>The best part of this plan is that none of these individuals has any advertising experience. They were chosen for their &#8220;social vibrancy&#8221; rating. Essentially, they were judged by their web presence and popularity &#8211; number of online followers and accounts on different social media platforms. They were also judged according to their creativity, film-making skills and ability to retain audience&#8217; attention.</p>

<p>So here&#8217;s the deal, Ford is giving each of the 100 people chosen a <a class="zem_slink" title="Ford Fiesta" rel="wikipedia" href="http://en.wikipedia.org/wiki/Ford_Fiesta">Ford Fiesta</a> to drive around for six months. They will be asked to document their experience with the car through <a class="zem_slink" title="YouTube" rel="homepage" href="http://www.youtube.com/">Youtube</a> videos, blog posts and other social media updates.</p>

<p>We always talk about the key to good and honest marketing is being transparent. Ford is taking this a step farther by not having any censorship over what is said and posted about the Fiesta. This is definitely a make-or-break situation for Ford. They must have thought of this, so Ford must be confident enough in their product to publicize this trial period. And if it goes horribly wrong, Ford still has about a year to redeem themselves before the Fiesta hits U.S. dealers.</p>
<p>Ford, we commend you for the unique grass roots campaign. It&#8217;s a great idea and will definitely build buzz and awareness about the Fiesta. For Ford&#8217;s sake, hopefully it&#8217;s positive buzz.</p>

<p>In one of our <a href="http://buzz.io/2009/nutella-taking-over-facebook/">previous posts</a> we mentioned that Coke had the #2 ranked <a class="zem_slink" title="Facebook" rel="homepage" href="http://facebook.com">Facebook</a> page. Just like <a class="zem_slink" title="Nutella" rel="wikipedia" href="http://en.wikipedia.org/wiki/Nutella">Nutella</a>, <a class="zem_slink" title="The Coca-Cola Company" rel="homepage" href="http://www.thecoca-colacompany.com/">Coca-Cola</a>&#8216;s fan page was set up by loyal fans.</p>
<p>The page was created by Dusty Sorg, an LA based actor, and he maintains it with his friend Michael Jedrzejewski, a writer. Neither of them had any idea that their fan page would become as popular as it is. It&#8217;s second only to Barack Obama&#8217;s page &#8211; pretty good. Sorg started the page in August and by December it had 1.2 million fans.</p>

<p>At the time Sorg set up his Coca-Cola fan page, there were already more than 200 coke related fan pages on Facebook. But for some reason Sorg&#8217;s page took off and continues to grow and currently has about 3.3 million fans. So what made this Facebook different from hundreds of others?</p>
<p>Michael Donnelly, Coca-Cola&#8217;s group director of worldwide interactive marketing, suggests that the difference could have been as simple as a professional look. “They chose a great image,” he says. “It was a high-resolution picture of a can of cold Coke, and it was just perfect.”</p>
<p>So it looks like Coke&#8217;s success in social media was totally accidental. While it worked for Coke, other companies shouldn&#8217;t wait for their fans to do the heavy lifting. “It gives us an opportunity we didn&#8217;t have in the past,” says Mr Donnelly. “It&#8217;s a great way for us to expose a huge number of people to what we&#8217;re doing at no cost.” Coca-Cola and Sorg now jointly administer the page.</p>

<p>It&#8217;s crazy to see that a fan&#8217;s Facebook page has become such an asset to one of the most influential and successful companies in the world. So for those who are still skeptical of the benefits of social networks, specifically Facebook, this is a perfect example of the impact they can have on your relationships with your customers.</p>

Like any blog, customers are able to leave comments and give feedback on GM&#8217;s new developments. GM is also really good about tweeting. There is a Twitter feed on their blog so that their audience has the latest information possible.</div>

<div><a id="i9b-" title="Zappos" href="http://www.zappos.com/">Zappos</a>&#8216; brand is all about customer service. Tony Hsieh, the CEO of Zappos is known for creating a company that truly values their customers and employees. Hsieh has said that they are all about listening to customers and trying out their suggestions. And he&#8217;s not just saying that. He has his own Twitter account that he regularly updates.  75% of their businesses is from repeat buyers.</div>

They&#8217;ve got the listening and engagement thing down. After hearing customer complaints, Comcast decided to get involved in the conversation. Comcast can now be found on Twitter under ComcastCares. Comcast knows that listening to their customers is imperative to the success of their company. They have found through using Twitter that customers appreciate being able to communicate with a real person they can relate to.</div>

Microsoft was actually the first to report the virus, starting a media storm. Security experts have advised users against using IE until the patch has been proven effective. Microsoft has dealt with this really well by responding quickly and being as transparent as possible.</div>

You&#8217;ve probably been ignored by them in the past and our guess is that they will continue to ignore you in &#8217;09. So without further ado, here are the top 5 companies most likely to screw up in 2009:</span></div>

Despite their great gadgets, they regretfully are not talking to their customers about their product designs. Granted Apple users are incredibly loyal, Apple still needs to be listening to what their fans really want. Even though I love getting the regular email updates from Apple, I have yet to find a way to give them my consumer opinions.  As the genius of Steve Jobs continues to fall on hard times watch out for Apple to make something that sucks and to do something really stupid.<br />

<div style="margin-top: 0px; margin-bottom: 0px;"><span style="color: #333333;">P&amp;G has a ton of products and a whole lot of smaller companies underneath its umbrella. Logic would tell you they would also have tons of outlets for people to talk to them about their numerous products. Not so. P&amp;G has the <a id="px05" style="color: #551a8b;" title="regular website" href="http://www.pg.com/en_US/products/all_products/index.shtml">regular website</a> with a &#8220;news&#8221; section, but we are yet to see them talking on twitter or allowing their customers to offer feedback. P&amp;G was also on our list of companies who messed up in &#8217;08 for building a website without talking to their customers. Shockingly, their website did not appeal to their audience. We&#8217;ll see if they learn from their mistakes this year.</span></div>

<div style="margin-top: 0px; margin-bottom: 0px;"><span style="color: #333333;">Coca Cola isn&#8217;t exactly known for being a friend of the environment and they are most definitely not known as being a friend to online conversation. Despite contaminating water sources all over third-world countries in order to produce their delicious beverage, there has been no formal recognition or apology from Coke. Although it is an important issue, we&#8217;re not here to talk about the environment. Our main concern is the lack of conversation between Coke and the rest of the world. And we&#8217;re guessing that conversation won&#8217;t be happening in 2009.</span></div>

Despite the Twitter conversations and social network groups created to attack U-Haul&#8217;s services, they have neglected to respond to their online opponents. There was a point when U-Haul tried to be more personal in their approach when the CEO offered his personal cell phone number on national TV, but that&#8217;s where their efforts stopped. I hear Penske has great service&#8230;</span></div>

Everyone&#8217;s expectations of the new president-elect are higher than ever before. They don&#8217;t have a care in the world &#8211; Obama will take care of it. Obviously, there is no way he can live up to everyone&#8217;s expectations. He might be dead sexy tonight and can do know wrong but he isn&#8217;t going to look that good when we all wake up sober and realize he actually is a human.  Thats when his problems will start, this summer when the economy is still declining and oil prices start to go up.  When people realize we are still in Iraq and getting more involved in Afghanistan how is he going to keep Americans from treating him like George Bush? The twitterverse will slowly start talking about real things, as opposed to being his most loyal advocate. We&#8217;ll have to see how he deals with reality when it hits. We might be a little premature on this pradiction but we think sometime near the end of 09&#8242; American&#8217;s will begin to take off their &#8220;Obama Beer Goggles&#8221;</span></p>

<div style="text-align: left;">The most recent example of a social media blunder is Motrin&#8217;s baby-carrying moms incident. Motrin failed to test their ad copy on mothers and soon found themselves in the middle of a Twitter tornado of negative tweets which soon spread to blogs and forums. They made a good move and apologized on their site. However, they never responded directly to the negative posts or reached out to the offended moms. Pulling down the commercial might have been good enough a few years ago but thanks to social media this blunder will live forever.</div>
<p></br></p>
<div style="text-align: left;"><strong>Buzz.io&#8217;s approach:</strong> As soon as negative posts leaked about the campaign &#8211; We would have known about it instantly because, well, that&#8217;s what we do &#8211; Motrin should have reached out to each and every tweet, blog post, and YouTube video and apologized. Admitting your mistake everywhere and quickly is the only way to suck out the venom. Next steps for Motrin? How about setting up a microcommunity of mommies and asking them for feedback?  What about going to where the mommy communities are already talking and get engaged in that conversation. In order to prevent this from happening again do some crowdsourcing and ask Motrin users for help creating your next advertisement.</div>

<div style="text-align: left;"><span style="font-size: medium;"><strong>2. JC Penney</strong></span></div>

<div style="text-align: left;"><a id="k3sr" title="A third party produced a questionable commercial" href="http://gawker.com/tag/jc-penney/?i=5019073&amp;t=teen-sex-ad-not-actually-from-jc-penney#cteen-sex-ad-not-actually-from-jc-penney">A third party produced a questionable commercial</a> with JC Penney&#8217;s logo and tag-line and submitted it to Cannes. This situation is a little different because there are so many parties involved. You have the victim, JC Penney, the former employee of Saatchi &amp; Saatchi who made the scandalous commercial, and Epoch films who submitted the commercial to Cannes Lions.</div>

<div style="text-align: left;"><strong>Buzz.io&#8217;s approach:</strong> We really don&#8217;t know what to do do with this &#8230;. Talk to your PR firm? In a situation like this, you want to make sure that you have already been involved in the conversation. So when someone makes a naughty commercial and puts your name on it, you already have solid relationships to fall back on. Because of lower barriers to entry with cheap production costs and $500 HD cameras any company can easily get brandjacked.  Our suggestion is that most of the time instead of fighting brandjacking you should try to embrace it an encourage it.</div>

<div style="text-align: left;"><span style="font-size: medium;"><strong>3. Johnson &amp; Johnson</strong></span></div>

<div style="text-align: left;">J&amp;J held a three day conference for mommy bloggers called <a id="bjrw" title="Camp Baby" href="http://www.brandweek.com/bw/news/recent_display.jsp?vnu_content_id=1003788871">Camp Baby</a>. The conference was meant to reach web-enabled moms in a social context. There were three major problems with this.</p>
<ol>
<li>The moms were not allowed to bring their babies</li>
<li>It was scheduled during BlogHer</li>
<li>Two women were uninvited, one of which was speaking at BlogHer.</li>
</ol>

<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> Don&#8217;t be stupid &#8211; Problem social media is about being social and about having relationships. This is the social media equivalent of being a total byatch in high school and then trying to make up for it by having a really cool sweet 16 party.  If you are going to reach out to mothers and try to build relationships, you should probably do it more than one time. J&amp;J didn&#8217;t have a previous relationship with these women but somehow this conference was supposed to make that happen. We would have been talking with blogging moms long before and forever after the conference. You can&#8217;t fake a relationship.</div>

<div style="text-align: left;"><span style="font-size: medium;"><strong>4. Burger King</strong></span></div>

<div style="text-align: left;"><a id="b:gi" title="A BK executive" href="http://consumerist.com/385304/burger-king-exec-hides-behind-daughters-email-account-to-trash-talk-opponents">A BK executive</a> used his daughter&#8217;s email account to say tomato pickers were being paid decent wages, despite allegations otherwise. When a reporter called his daughter to ask about the email, she ratted out the old man.</div>

<div style="text-align: left;"><strong>Buzz.io&#8217;s approach:</strong> Crisis communication is a big deal &#8211; lying is a bigger deal. If you are screwing up by screwing over your tomato picking crew.  Then admit it, apologize and solve the problem.  If it really is just an allegation then you should go to every conversation online being completely transparent and state the facts (you better be damn sure of yourself if you are going to take this approach).  One more thing &#8211; Make sure your PR firm has incorporated some social media strategies into their crisis communication plans.</div>

<div style="text-align: left;"><span style="font-size: medium;"><strong>5. Target</strong></span></div>
<p></br>
<div style="text-align: left;">A prominent blogger emailed Target about an <a id="a7bp" title="ad she found offensive" href="http://www.nytimes.com/2008/01/28/business/media/28target.html?_r=1">ad she found offensive</a> only to have target reply, &#8220;Unfortunately we are unable to respond to your inquiry because Target does not participate in nontraditional outlets.&#8221; The concern was never addressed but Target says they are looking into speaking with bloggers. We thought this was too ridiculous to be believed so we talked to our favorite PR people and they said this is a really common position taken not just by Target but a lot of stupid companies. Unbelievable.</div>
<p></br>
<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> Once again &#8220;Don&#8217;t Be Stupid&#8221; Talk to bloggers, commenter&#8217;s, people in forums and message boards &#8211; anyone who will listen. It is ridiculous that a company like Target is not taking advantage of nontraditional media, which is really mainstream at this point.</div>

<div style="text-align: left;"><span style="font-size: medium;"><strong>6. CNN/Apple</strong></span></div>

<div style="text-align: left;">Consumer generated site iReport (operated by CNN) ran a story that <a id="taft" title="Steve Jobs had a heart attack" href="http://blogs.wsj.com/biztech/2008/10/03/high-tech-systems-and-internet-rumors-conspire-to-sink-apple-shares/">Steve Jobs had a heart attack</a>. Despite the story being untrue, CNN picked it up and Apple&#8217;s stock took a dip. Within a few minutes, Apple lost about 10% of its market cap. When news spread that the story was false, stock prices went back up to normal.</div>
<p></br>
<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> Since Buzz.io responds to online conversations in real time, we would have responded to the false news story almost immediately. Especially with a company like Apple, it is important to be constantly aware of what is being said about you in order to avoid the losses Apple suffered within just minutes.  BTW &#8211; losing billions of dollars in 10 minutes makes our service look really cheap.</div>

<div style="text-align: left;"><strong><span style="font-size: medium;">7. Louis Vuitton</span></strong></div>

<div style="text-align: left;">Artist Nadia Piesner created an <a id="wz:4" title="anti-genocide shirt with a a likeness of an LV hand bag" href="http://www.nadiaplesner.com/Website/poster.jpg">anti-genocide shirt with a a likeness of an LV hand bag</a>. The shirt shows an impoverished Darfur child holding an LV bad and ugly dog. LV ended up filing a lawsuit against the artist. It was an obvious jab at our facination with skinny celebs instead of things that really matter.</div>

<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> This would have been a great opportunity for LV to get involved in the conversations about the problems taking place in Darfur. They could have shown that their company cared about world problems and been part of the solution, as opposed to a company that sues artists for trying to raise awareness.</div>

<div style="text-align: left;"><strong><span style="font-size: medium;">8. Exxon Mobil</span></strong></div>

<div style="text-align: left;"><a id="a55:" title="Under the guise of being an Exxon employee" href="http://www.chron.com/disp/story.mpl/chronicle/5920513.html">Under the guise of being an Exxon employee</a>, &#8220;Janet&#8221; created a Twitter account and updated the Twittersphere with news about the direction of the company, including philanthropic spending and Exxon Valdez.</div>

<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> Admittedly, Exxon should have been more involved in social media. Now that they have been brandjacked, they should be working proactively on social sites, especially Twitter, to correct misinformation and become part of regular conversation from now on.  My theory is that &#8220;Janet&#8221; was actually Exxon experimenting in social media, when push came to shove she was pushed aside like a red headed step child &#8211; if so bad move.</div>

<div style="text-align: left;"><strong><span style="font-size: medium;">9. Marvel</span></strong></div>
<p></br>
<div style="text-align: left;">Marvel tried to shut down a special screening of <a id="ysis" title="Iron Man hosted by Techcrunch" href="http://www.techcrunch.com/2008/04/30/goodness-prevails-iron-man-screening-is-on/">Iron Man hosted by Techcrunch</a>. After all of the legal fees, the special screening took place and Marvel issued an apology to Techcrunch.</div>

<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> It turns out that the attempt to shut down the screening was all due to miscommunication. Our thought &#8211; don&#8217;t throw around legal threats until you have all the information. Otherwise, people are going to post your legal notes all over the internet, which means you will have more cleaning up to do later.  Additional advice &#8211; don&#8217;t screw with tech crunch or Arrington.  I would say something about ego here but I am trying to follow my own advice.</div>

<div style="text-align: left;"><strong><span style="font-size: medium;">10. Proctor &amp; Gamble</span></strong></div>

<div style="text-align: left;">P&amp;G&#8217;s social media strategist assumed the needs and wants of their customers and <a id="mpsc" title="developed a site" href="http://www.360prblog.com/2008/10/30/social-media-mistakes/">developed a site</a> off of those assumptions. The site was loaded with features and functionality that were thought to be what customers wanted only to find that the site was off target.</div>
<p></br>
<div style="text-align: left;"><strong>Buzz.io&#8217;s Approach:</strong> As with all things, you should be listening to your customers. This is especially important when you are developing a site that is supposed to appeal to them. The first step in effective communication is always listening.</div>

<p>The reaction was less than positive. Moms were mad, real mad. Tweets, blogs, and youtube videos were popping up like crazy about the offense taken from the ad.</p>

<p>Obviously, J&amp;J should have tested the ad before the launch. That was their big mistake. Although they are still getting a ton of negative fallout from it they handled the reaction well. They immediately apologized and pulled the ad; it was launched on Friday and by Monday, the ad had been pulled. The buzz about the ad continued throughout the week and mostly fizzled by Friday.</p>
<p>The Motrin story is becoming an instant case study for how influential social media is on brands today. It also proves that there are huge opportunities to use social media to improve your brand image.</p>
<p>Even though there was negative buzz about Motrin, the good thing is that the fact that people were tweeting and blogging about it proves that there is some level of passion for the brand. Now Motrin&#8217;s challenge is to take that passion and make it positive.</p>
<p>So you might ask &#8220;what would buzz.io have done differently?&#8221; Well as you have heard us preach so many times from this pulpit it is about the conversations with your customers.  Don&#8217;t wait until a crisis to start talking.  Have you seen Motrin contact the offended mothers and apologize? they probably lost some moms forever because of this but by having a conversation they might have turned some anger into excitement because they are a brand that cares.</p>
